Used well, AI isn't a speed tool, it's a context tool. It can surface history, sentiment, and patterns from past resolutions fast enough for an agent to use them in the moment. That context is what lets an agent respond like they actually know the customer instead of generically. AI supporting a person's judgment beats AI replacing it, every time this metric is the goal.

First contact resolution, whether the issue was truly resolved, not just marked closed. CSAT measured right after that first interaction, not weeks later. Repeat contact rate, since a customer coming back for the same issue is the clearest sign first-touch broke down. And whether agents are actually using the customer context available to them, or ignoring it under time pressure.

Pull a sample of tickets your team marked "resolved" last week and check how many of those customers came back within a few days about the same issue. That number will tell you more about your real first-touch quality than your average response time ever will.
